A handoff should contain a finding
When the merchant has checked its records and the remaining question concerns the account, provide a useful summary rather than a vague instruction to call someone else. The summary should identify the merchant action established by the evidence and the question the merchant cannot answer.
Include only relevant merchant details
Use the purchase reference, amount, date and permitted receipt or confirmation. If a refund or correction was made, identify the actual merchant record. Do not include internal security details, unrelated orders or unnecessary customer information. Follow the business’s policy on what records can be supplied.
Do not impersonate the customer
The customer or an appropriately authorized representative should use the official cardholder process. A merchant employee should not log into the customer’s account, ask for authentication codes or claim to have filed an issuer dispute when they have only opened an internal service case.
